Purpose
Demonstrate enterprise service restoration, escalation, RCA, change control and operational knowledge-management processes.
Business scenario
A fictional enterprise (lab scenario) runs a set of business-critical services supported by a tiered service desk. This lab simulates how incidents, problems and changes flow through those teams — it does not represent any real client environment.
Objectives
- Model incident lifecycle from detection to resolution across support tiers.
- Simulate P1 / major incident coordination and structured communication.
- Define a change management workflow with approval and review gates.
- Capture recurring issues through problem management and RCA.
- Build a Known Error Database (KEDB) and supporting knowledge articles.

- How would you decide when an incident should be escalated to a major incident?
- What information belongs in a KEDB entry, and who should maintain it?

- How would you structure communication during a prolonged P1 incident?
