Purpose

Demonstrate enterprise service restoration, escalation, RCA, change control and operational knowledge-management processes.

Business scenario

A fictional enterprise (lab scenario) runs a set of business-critical services supported by a tiered service desk. This lab simulates how incidents, problems and changes flow through those teams — it does not represent any real client environment.

Objectives

  • Model incident lifecycle from detection to resolution across support tiers.
  • Simulate P1 / major incident coordination and structured communication.
  • Define a change management workflow with approval and review gates.
  • Capture recurring issues through problem management and RCA.
  • Build a Known Error Database (KEDB) and supporting knowledge articles.

Interview & discussion questions

  • How would you decide when an incident should be escalated to a major incident?
  • What information belongs in a KEDB entry, and who should maintain it?
  • How do problem management and incident management differ in practice?
  • What makes a change request low-risk versus high-risk, and how do approvals reflect that?
  • How would you structure communication during a prolonged P1 incident?
